How to Handle Negative Reviews (the Right Way)
Every trade business will get a negative review eventually. Equipment fails, weather delays jobs, customers misremember agreements, or someone simply has a bad day. What matters is not whether the review is fair — it is how you handle it. A calm, professional response can turn a one-star complaint into a public demonstration that you care. A defensive or aggressive reply can do more damage than the review itself.
Why your response matters more than the review
Future customers do not just read the review. They read your reply. A thoughtful response shows that you listen, take responsibility and try to fix things. That alone can make a hesitant customer choose you over a competitor with only perfect reviews and no personality. Think of your reply as marketing to everyone who reads it later, not just to the person who complained.
A calm response framework
Before you reply, step back. Wait until you are not angry. Then write a short response that follows this pattern: thank them for the feedback, acknowledge what happened, apologise for their experience, and invite them to continue the conversation offline. Never argue details, blame the customer, or make excuses in public. Keep it factual and kind.
Example: "Hi Sarah, thank you for taking the time to share your feedback. We are sorry the finish did not meet your expectations and we would like to make it right. Please call or message us directly on [phone] so we can sort this out with you." That is all you need. It shows you care without airing a dispute in public.
Take it offline as soon as possible
The goal of a public reply is to show you are responsive. The real resolution should happen in private. Once you have replied publicly, contact the customer directly by phone or message. Ask what would make it right. Sometimes a refund, a redo, or even a sincere apology is enough to turn a critic into a loyal customer. If you resolve it, you can politely ask them to update their review — but never pressure them.
When to dispute a fake review
If a review is fake, from a competitor, or clearly about a different business, you can request its removal through Google or the platform. But do this carefully. Flagging a genuine negative review often backfires and can get your business penalised. Only dispute reviews that are factually wrong or violate platform policies. In your public reply, keep it professional even if you suspect the review is not genuine.
- Reply within one business day if possible.
- Keep it short, factual and polite.
- Never use capital letters or emotional language.
- Move detailed conversations to phone or direct message.
- Follow up and fix the issue if it is within your control.
How good handling builds trust
A business with twenty great reviews and two well-handled complaints looks more trustworthy than a business with twenty-two perfect reviews and no replies. Customers know that no business is perfect. They want to see that you are human, accountable and willing to fix problems. That is what separates a professional operation from a fly-by-night one.
Of course, the best defence is a strong base of genuine positive reviews. If you want a system for collecting more of them, read our guide on how to get more Google reviews for your trade business. And if you need help managing your wider online presence, our Organic Social Media for Melbourne trades includes Instagram and Facebook organic content, on-site filming, editing, photo carousel design and photography, captions, scheduling and posting.
The short version
Respond to negative reviews quickly, calmly and professionally. Acknowledge the issue, apologise, move the conversation offline, and fix what you can. A well-handled bad review can build more trust than a perfect score. Need help with your reputation and marketing strategy? Request a free strategy session.
